Social Media is changing the customer experience, some argue it's revolutionising it.   It changes the experience in terms of who responds, when and how.   It amplifies people's experience.  There are amazing examples of customer experience which have gone viral, bring a smile to your face and warm you to that brand.  And there are the contrary, which in some cases has  caused a brand that has been long established to be very badly dented overnight.  Just because you don't engage, doesn't mean you're immune.
